W: That’s what I figured. How much more will it be?
M: Well… The cost will be about $500 higher than my previous quote.
W: OK. That’s fine. Will the change to my order affect the installation date?
M: No, I’ll come next Monday, as originally scheduled. I’ll take about one hour longer than

Questions 1-3 refer to the following conversation
W: My computer has a problem. It doesn’t scroll down any faster whenever I am using a word
processor.
M: Well, then have you checked for any viruses recently? Sometimes, if you don’t have it
periodically checked and let the viruses build up, the computer slows down or doesn’t reboot.
W: Wow! How do you know all those things? I wish I could do a lot more with my computer and
do it faster.
M: Then why don’t you visit the computer center? They will teach you how to deal with any
basic problems you might suffer from malfunctioning computers.
Questions 4-6 refer to the following conversation.

M: Oh, boy! I have to distribute 100 copies of the report to the broad meeting, and I am nowhere
near there. The copier keeps getting jammed.
W: Well, look at the LCD screen on the control panel. It shows that you have a paper jammed in
Section B.
M: Let me open the lid. There it is. We also have a portion of a paper stuck in the corner.
W: See? Don’t just panic. Follow the procedures which this panel shows. Then you’ll do fine.

Exercise 2
Questions 1-3 refer to the following conversation
M1: Jack, when you are done with the paper, can I read it? I need to check something in it
M2: Here, you can take it, Peter. I’m done with it. Oh, by the way, how is Carol working out in
her new position? I was talking to her earlier, and she seems to have lost a lot of her confidence
since she took on her new position
M1: Really? I don’t understand why you would feel that way because as far as I am concerned,
she is doing a great job. In fact, I was really happy with the result of the first project she took on
since joining my team.
M2: That’s good to hear. I was worried that she might not be performing at her best since she’s
around people that she does not know very well yet.
164
Questions 4-6 refer to the following conversation.
M: I’m tied up all morning with a conference call, but I have some free time around 2 o’clock.
Why don’t you drive over to the hotel, and I will give you the disk you need.
W: I have a luncheon meeting with a client, so I don’t think I will be able to get there by 2. How
about I come over after work today around 6?
M: Actually, that sounds better. This way we can have dinner at the hotel restaurant and catch up
on things as well. I’ll meet you in the lobby then, all right?
W: It sounds perfect.

W: Hmm… Okay, why don’t you do some research and let me know by this evening? I will talk
to the boss and see what he thinks of this idea.
M: All right. I’ll call up a guy I know who is a specialist in advertising. I might be able to give
you something by this evening
Questions 4-6 refer to the following conversation
M: I’ll stop by your office around 11 this morning with the contract. Is that okay with you?
W: Actually, why don’t we just meet at the front lobby and go to a coffee shop near my office?
Our office floor is being renovated, so we won’t be able to talk about anything with all the noise
around here.
M: All right, that sounds fine. Why don’t I give you a shout when I get near there then?
W: That would be fine. I’ll be waiting for your call soon. Oh by the way, would it be okay if my
manager sits in on the meeting? He is very interested in the deal, and he wants to ask you some
questions that I can’t answer.

The wet winter that brought mud slides and record rains to the Southwest is now threatening
spring flooding. The high snow pack in the mountains, combined with wet soils and high river
levels, leaves the region susceptible to flooding. Now a low pressure system moving into the area
promises yet more rain for the already saturated ground. City officials warn citizens to take
precautionary measures and stay tuned for further updates.

Questions 4-6 refer to the following weather report.
Well, for those of you who went out today, I don't have to tell you it was clear but muggy for
most of the state, with high temperatures in the low to mid 90's. The city of Elkview had the high
for the day at 97 degrees. And that's hot. I'm glad I'm working indoors today! For those of you
planning outdoor activities tomorrow you can expect fair skies for most of Saturday with
temperatures in the high 90's. However, things might change by Saturday evening with a storm
front moving in. We can expect light, scattered showers over the northern part of the state
bringing slightly cooler temperatures in the 80's, but this rain should taper off by mid-Sunday
morning. It will be partly cloudy for most of the morning, but these clouds should move out by
mid-afternoon. Skies should be clear Sunday night, and we recommend catching a glimpse of the
partial lunar eclipse. It should start at 10:47 p.m. And that's all for today's weather.

Questions 7-9 refer to the following news report
The state of Illinois plans to install solar energy systems in 2.5 million homes by 2020 to save
electricity and reduce pollution from power plants and industrial facilities, Governor Andrew
Marshall said on Friday. New legislation states that any homes builders make based on the
energy plan will be required to offer solar panels as an option for new homes in Illinois from
2010. Home buyers will receive 40% panel installation rebates from the state government, and
also upon request, prospective buyers will get an estimate of installation costs and possible
energy savings which will be credited to the buyers' accounts. During peak periods, it is expected
that every year up to one million watts of electricity will be saved and pollution will be reduced
by 50 million tons of carbon dioxide-based pollutants.

the city. But so far, residents who have visited seem to like it. In spite of its modern look, those
who have been inside are impressed. The atrium is beautifully decorated, the theater is equipped

These are exciting times for moviegoers in our city. The construction of a new multiplex screen
on the east lot the Fairview Mall has been underway for almost a year and it should be completed
by the end of this week. If the construction process goes smoothly without any delays, it should
have its grand opening this Saturday. This new theater, with 16 large screens and a Dolby stereo
system in each of the theater, is something moviegoers should be looking forward to. The
storeowners of the mall are also looking forward to the opening because they feel that this new
complex is going to attract many more people to the mall. Now, here is Jeff to give us a quick
glance at the new complex.

Every year, hand-held devices seem to get smaller and add new features. This year, there’s
another new addition. Gadgets have gone wireless. Here is one of the most intriguing wireless
gadgets available this fall. Samsung has released a new accessory that completes any phone-
gaming experience. Designed for the Samsung A600, the game pad brings the familiar hand-held
controller feel of computer games to the phone. It also includes features suggesting that the
primary use of a cell phone is for making calls. Games will automatically pause for incoming
calls, and the phone can be charged during gaming, thanks to a special port on the game pad
Have your ever encountered a system breakdown because of a computer crash? It may have
started from a single infectious file which runs through every computer in the world. And such a
nasty computer virus is known to freeze the main operating system temporarily and hide within it
to reproduce itself into a bigger infection, resulting in file-deletion. You should then subscribe to
our anti-virus service, which provides 24-hour, worry-free protection through o n and off line
scanning. It has an automatic update function which can be done even during virus outbreaks.
Our program will safely isolate and neutralize any infected files and restore lost files. Our online
service also includes chat-based support from our certified technicians 24 hours a day. There are
several system requirements on your computer however. Any interested customers must be using
a computer with a 486 or higher processor and have at least 256 megabytes of RAM. Windows
XP is preferred but not required. A one-year subscription costs only $49.99, so don’t delay! We
urge you to protect your computer as news and more powerful virus threats appear constantly

project here in San Bernardino. Burke Industries opened its City Springs Mall yesterday. This
200,000 square meter facility contains more than 275 stores and restaurants. It is expected to
generate annual sales of approximately $20,000 per square meter. Of course, the city government
will collect more taxes as a result. The mall will also create at least 5,000 new jobs, which is
important because high unemployment has been a problem in the area since Analytic Systems

As you may have heard, out art center is planning to display some works by Oscar Juan. I expect
the show will attract many potential buyers as well as some media attention. This is because Mr.

which is roughly one week before the exhibit here will begin. Um…the exhibition will run from
October 3 to October 14. As this will be our center’s most important exhibit yet, it is crucial that
everything goes smoothly. Our curator will now show us some slides of the paintings we will
displaying and provide some background information on each. This will hopefully give us some
ideas about how to organize the exhibit.

Good afternoon, everyone. I just met the customer service manager to discuss the response to our

most advanced model ever, so I thought it would be well received, but many customers
complained that the screen is too dark and the operating system is too complicated. Not much
can be done about the screen until the next annual release, but I think our team can fix the
software problem. I’m going to email all of you copies of the complaints now. I’d like to look
over them and think of a way a address the problem.

There is one more matter to discuss during today’s board meeting….. our new Glide cell phone.
It looks like the sales team was right about our customers wanting a phone with a smaller screen.
It’s been an amazing success since its second quarter release. Our concerns about a smaller, more
expensive phone not being able to compete with cheaper models were clearly misguided. Not
only has it outsold our budget model for three straight quarters, but it also eclipsed our larger,
top-of-the-line model during the last quarter to become our second - highest - selling phone. If its
sales continue to increase, the Glide will soon be our best-selling model.

start cooking this meal, however, you all need to break up into pairs. Since there aren’t enough
utensils for each student, everyone will have to find someone else to work with.

Good afternoon, Mr. Jackson. This is Claudia Omar, from Proactive Insurance, responding to the
voice mail you left me yesterday. You mentioned you’d like to learn more about motorcycle
insurance. Well, our most popular plan is the Platinum Protection package, which provides you
up to $250,000 in coverage, and I think it would be your best choice. The Platinum for the plan
varies considerably depending on the motorbike you have, so I’ll need to know the brand and
model of your bike before I can give you an accurate quote. Please call me back today with those
details if you can. Thanks.

Hello. My name is Alice Warren, and I’m registered for the student employment workshop that
will be held at the Westwood Employment Center on Saturday. I’m very excited about this
because I plan to begin searching for a summer internship in early May, once I’ve finished my
final exams at the end of April. But there’s one problem….I have to meet with my professor to
discuss an assignment that day. Um, it slipped my mind when I signed up for the workshop
yesterday. Would it be a problem if skipped one of the sessions? I would leave at noon and be
back just after two. Please call me at 555-4938 to let know if this is allowed. Thanks.

Hello, this is Jamie Foster at Phoenix Merchandising. This message is for Ms. Helen Rohan. I
need to inform you that the specific model of VelociClean vacuum cleaner that you ordered is
out of stock. However, we do have something similar called the Weyden Platinum. It is
lightweight and removes more dirt from carpets than other models. Because of its design, it’s
easy to control and move around any indoor space. And since we were unable to fulfill your
original request, we can offer you free delivery if you purchase the Weyden product. If you’re
interested, you should visit our shop, and I’ll show the vacuum to you.

Good evening, Ms. Jameson. This is Richard Powell calling from Smithson & Howard. As you
already know, we are supposed to meet at your office this afternoon to review design plans that
my firm created for your new home. However, an emergency meeting has come up, which I must
go to at 1pm. Consequently, I can’t visit you today but will be sending a colleague of mine, Lori
Fielding, to take my place. She’s very familiar with the plans for your house and can answer any
questions that you may have. I apologize for the inconvenience and appreciate your
understanding.

Hello, Zack. My name is Allison Peng, and I’m calling from Creative Prime Agency. I’ve
contacted several galleries in the Richmond area about your work and heard back from Electric
Space downtown. The curator from that gallery expressed great interest in the contemporary
paintings you created and said she’d be delighted to exhibit them there in October. Electric
Space’s art gallery is newly renovated building with ample space for your large-scale landscapes.
It’s hard to imagine a better choice. So, please let me know if you’d like to take advantage of this
wonderful opportunity.

Hello, Mr Meade. This is Mathew from Bellville Interiors. I want to let you know that we’ll able
to put up the wallpaper in your new office next week on March 29 rather than April 3, as one of
our current projects will end earlier than expected. You wanted us to start as soon as possible, so
266
I assume this plan is acceptable but…..um, please call me back to let me know for sure. One
more thing, I double-checked the measurements of your office, and it will actually take 11 rolls
of wallpaper to cover the walls. I’ll update the original invoice and send you a new copy this
afternoon. The only change will be the additional charge of $38….plus tax, of course.

And now for business news…The Harvest Supermarkets chain has announced the acquisition of
its rival, Atlantic Foods. Donald Parker, who established Harvest Supermarkets 12 years ago,
assured consumers at a press conference this morning that the joining of the two companies
would not result in less variety or higher prices. Harvest will retain Atlantic Foods’ most popular
product lines and remains committed to giving its customers the best value for their money. Mr.
Packer also stated that the deal would put his company in a position to compete with the national
supermarket chains. Although time is required for consolidation, he plans on opening at least
three stores later this year.

In other news, transportation officials in Austin have temporarily halted construction of the
SwiftRail commuter train system. The interruption comes amid criticism from a group of local
citizens. Residents from the Kingfield neighborhood are claiming that rail lines are being built
too close to their homes. Mary Stenos, the head of the transportation department, held a press
conference on Wednesday regarding the matter. She stated that the residents’ complaints were
being taken seriously and that work on the SwiftRail would be stopped until the issue is resolved.
She also said that updates will continue to be posted at www.swiftrail.gov to keep the public
informed on the progress of construction.

Before we wrap up, I have one more thing to mention. Recently, many employees have discussed
the idea of wearing more comfortable clothes at the office. I had a brief discussion with our CEO
yesterday. Jeans and casual button-up shirts will be permitted on Thursdays and Fridays
throughout the year. However, everyone has to read document explaining the updated dress code.

It must be signed and submitted by staff before the end of the week. Regarding questions that
aren’t addressed in the form, I suggest contacting my administrative assistant at her extension.

Good morning. Let me go ahead with our presentation on the company's sales records for the
past year. As you see here from this chart, last year's sales figures have been fairly high, except
for August. September, and October. This indicates that there is a great need for US to come up
with a new fall product line that satisfies consumers to offset the loss we encountered last year.
Our view is that, unlike other seasons, fall lacks any unique characteristics in terms of our
clothing line.
We are currently receiving ideas from every department on new items for this fall, but
regrettably, none of them have proved to be satisfactory. However, we still recommend that
people contribute any views to us. and anyone whose idea Is chosen will be rewarded with a
bonus. We sense that other companies are experiencing the same kind of problem we have, and I
personally think we have to take advantage of this opportunity to dominate the market.
In July our company launched Servelink to connect technical support with our front line
customer service representatives. The goal was to streamline consumer problem resolution by
putting the sales force in instant interaction with our qualified technicians to solve complex
problems. Between October and November, an average of 280 messages per day were sent via
Servelink. The technicians were able to resolve an average of 220 tickets per day, increasing our
276
efficiency by 14V This resulted in increased satisfaction, as indicated by our poll in late
November.
Welcome, all service staff members. Recognition. That word means a lot of things to a lot of
people. A note of thanks to someone for going out of their way for a customer, a spontaneous
lunch for a group that demonstrated exceptional teamwork, or a special acknowledgement for
finding new ways to build our business. Recognition is possibly our most powerful expression of
gratitude and can be used to recognize employees who have personally contributed to the
corporate or groups' goals. In our business, we need to focus on applauding, recognizing, and
awarding others for doing all the right things that make our company a success. To be truly
successful, several elements are essential to any recognition program.

I have an important announcement for all administrative staff. Over the weekend, the technician
installed a new operating system on all of the computers in our clinic. Unfortunately, some data was lost
in the process. Patient medical records were not affected, but the schedule for the upcoming week was
accidentally deleted. So, we have to contact our patients immediately to find out the dates and times of

tomorrow. Our lead receptionist-Janel Lee- will now hand out a list of patients and their contact
information. You each will be assigned 70 of them to call.

Our CEO organized this four-day retreat for managers in order to express gratitude for the hard work

This message is for Richard Brendholt. My name is Emma Compton, and I’m the principal of Charleston

wonderful if you could send a representative from your fire station to the event. Many of our pupils find
your line of work fascinating. I’m certain that they’d appreciate hearing about the duties and
responsibilities that emergency personnel deal with on a daily basis. The person you send will need to

In local news, the Meyerville city council voted to tear down the historic city hall building on July 12. The
decision comes after an inspection last year uncovered cracks in the foundation. For months, the
government debated whether to undertake costly renovations or simply demolish the facility. Mayor
John Hamilton held a press conference this morning, during which he announced plans to build a public
park in the building’s lot. The city council will hold a special session to discuss the design of the new park
this Friday at 7pm at Fairview High School. Residents are encouraged to attend and share their ideas.
The Snow and Ice Festival has grown considerably in recent years, and it now attracts many visitors from
overseas. This increase in the number of international travelers has a very positive impact on Brenton
City’s economy. Your goal for today is to figure out how to promote the festival to foreign tourists and
continue this trend. Just keep in mind that most guests find the snow sculptures and ice palace to be the
two most impressive features of the festival. So, those attractions should be emphasized in our
campaign. All right, I’d now like everyone to split up into small groups and brainstorm ideas. Then, I
about half an hour, break for lunch.
I’m Milo Forsythe, and I was hired to provide training on how to manage complaints. As new employees
of the customer service department, it’s important that you know how to effectively respond when
someone is unhappy with one of the company’s products. This is because handling a complaint well can
282
actually lead to increased customer satisfaction and loyalty. To better demonstrate this point, I’d like to
do a simple role-play exercise. One of you will be an upset customer, and I’ll be the company
representative. Pay close attention to how I deal with the situation by validating the other person’s
experience. You may be surprised by the results. Hopefully, you will use this technique when interacting
with customers.

best-selling sportswear items are marked down. The display has been set up in the aisle closest to
the main entrance, so will be the thing people see when they enter the store. Oh... one more
thing. We're going to close down for two days toward the end of the month so that our checkout
area can be expanded. I'll announce the dates tomorrow after I have met with a representative of
the interior design firm doing the work.

Before we wrap up, l'd like to talk about how our four stores are doing. I went through the
figures in our quarterly sales report yesterday, and good news and bad news. The Kingston
branch continues to do well. It exceeded $30,000 in revenue well, there's ... every month last
quarter. In addition, the Albany branch has improved. Sales have increased each month since
Harry Ferguson took over as manager in June. 1'm concerned about the Bethany and Newark
locations, though, because sales have declined since they opened in August. I'm going to pass out
the report now. Please look through it and then come up with some suggestions for our next
meeting on how to turn things around.
Ever since we started working on the Raymon Arena Project last month, things have been very
busy. The tight deadlines have created problems for some of you architects, which we need to
address. If you look at this flow chart, you'll see that our normal work process for drafting

blueprints includes five steps. However, for the rest of this project, I want you to draft blueprints
right after meeting with clients. I think eliminating one step will expedite the work process. Now,
I want to say a few things about a new city regulation that we need to take into account when
designing the stadium. It'll only take a few minutes.
