ITSM Roadmap with Integrated Maturity Model

Objective:
 Establish a comprehensive and strategic plan for the implementation,
management, and continuous improvement of IT services within the
organization.
 Align IT services with business objectives.
 Enhance service delivery and operational efficiency.
 Achieve and sustain a defined level of maturity for each core ITSM
process.

Scope:
 Focus on core ITSM processes: Incident, Problem, Change, Request
Fulfillment.
 Implement and improve processes based on the ITIL maturity model.
 Create a roadmap for achieving and maintaining target maturity levels.

Roadmap Phases:

Phase 1: Assessment & Planning (3-4 Months)


 1.1 Conduct Maturity Assessment:
o Assess current maturity level for each core ITSM process using
the ITIL framework (0-5).
 Gather data: Interviews, surveys, document reviews, data
analysis.
 Document findings: Create a maturity matrix for each
process.
 1.2 Define Target Maturity Levels:
o Set realistic and achievable target maturity levels for each
process.
 Consider factors like business needs, budget, and available
resources.
 Example:
 Incident Management: Target Level 3 (Managed)
within 1 year.
 Problem Management: Target Level 2 (Defined)
within 6 months.
 1.3 Develop Project Plan:
o Define project scope, timeline, milestones, and deliverables.
o Allocate resources (budget, personnel, tools).

Internal
o Develop a communication plan for stakeholders.

Phase 2: Design & Development (3-4 Months)


 2.1 Design Processes for Target Maturity:
o Develop process maps and workflows aligned with target
maturity levels.
 Level 2: Focus on documentation, standardization, and
basic metrics.
 Level 3: Implement consistent procedures, track key
performance indicators (KPIs).
 Level 4: Integrate with other processes, implement
continuous improvement initiatives.
 2.2 Select & Implement Tools:
o Choose ITSM tools that support the desired maturity levels.
o Integrate tools with existing systems.
 2.3 Develop Supporting Documentation:
o Create and maintain up-to-date process documentation, work
instructions, and knowledge base articles.
o Develop and implement SLAs aligned with target service levels.

Phase 3: Implementation & Training (3-4 Months)


 3.1 Implement & Train:
o Implement new processes and tools.
o Conduct comprehensive training for all relevant personnel.
o Monitor process adherence and gather feedback.
 3.2 Pilot & Refinement:
o Conduct pilot tests of new processes and make necessary
adjustments.
o Gather feedback from users and stakeholders.
o Continuously refine processes to improve efficiency and
effectiveness.

Phase 4: Monitoring, Evaluation & Continuous Improvement (Ongoing)


 4.1 Monitor Performance:
o Track key performance indicators (KPIs) regularly.
o Analyze performance data to identify areas for improvement.
o Conduct regular service reviews with stakeholders.
 4.2 Maturity Assessments:
o Conduct periodic maturity assessments (e.g., quarterly) to
evaluate progress.

Internal
o Identify gaps between current and target maturity levels.
o Prioritize and address areas for improvement.
 4.3 Continuous Improvement:
o Implement corrective actions based on assessment findings.
o Regularly review and update processes and documentation.
o Strive for continuous improvement towards higher maturity
levels.

Key Success Factors:


 Strong Leadership and Commitment: Secure executive sponsorship and
support for the ITSM improvement initiative.
 Effective Communication: Maintain open and transparent
communication with all stakeholders.
 Continuous Learning & Adaptation: Regularly assess, adjust, and
improve ITSM processes based on feedback and performance data.
 Focus on Value Delivery: Ensure that ITSM improvements align with
business objectives and deliver measurable value.

This roadmap integrates the ITIL maturity model into the ITSM improvement
process, providing a structured framework for achieving and maintaining a
high level of service excellence.
